3 TECHNICAL SUPPORT GUIDELINES Certification Partners Technical Support is available to provide guidance and to help you with technical (hardware/ software) issues related to the functionality of your CIW course or other materials. This document is intended to help you identify and communicate technical issues, so we can provide fast and accurate assistance. Who to Contact for Help The first step is determining who to contact for help. The correct contact depends on the type of issue you are facing. Review the following guidelines to help you contact the right resource for support. Hardware/Software Issues Related to CIW Courses You should contact CIW Technical Support if: You are having trouble working through the hands-on labs in a CIW course because of issues with computers or software applications. You are having trouble accessing or using the online course components provided at CIW Online. CIW/Certification Partners Technical Support is available during the hours of 8 am to 4 pm EST/EDT, Monday through Friday, except for U.S. national holidays. Technical Support cases should be acknowledged within 1 hour from the start of business on each weekday. You can contact CIW Technical Support directly by phone or CIW Technical Support support@certification-partners.com Courseware Purchases, Supply and Billing For questions about courseware (books) or online course components purchased or received, please contact the seller that provided your courseware. If you purchased your courseware from a third-party seller, please contact that seller directly. 3
4 Self-Study Courseware Self-study customers who experience hardware/software problems when attempting to work through labs or access CIW Online materials can contact CIW Technical Support for assistance. Customers who are taking self-study CIW courses sometimes have questions about topics taught in the content. Because self-study courses do not include classroom instruction time or instructor support, we suggest that selfstudy customers search the Internet for answers to their questions. The CIW Technical Support staff generally does not provide mentoring support for course content because CIW technicians are not necessarily subject matter experts or Certified CIW Instructors. However, we can take reports about content issues and pass them to the Content Development department for investigation. See the Courseware Error reporting section below for more information. Initial Troubleshooting Tips If you have an issue related to hardware or software, try the following troubleshooting tips and you may be able to resolve the issue without contacting Technical Support. Do you have other software applications open on the computer that are not needed for your coursework? If so, try closing all unnecessary applications. Have you tried powering down (i.e., restarting) the browser? Have you tried powering down (i.e., restarting) the computer? You should try these steps before contacting Technical Support because they often resolve other computer or software problems that may seem unrelated. What Information to Provide to Tech Support After you have tried the initial troubleshooting tips above, if you are still experiencing problems with hardware/ software, then it is time to contact CIW Technical Support. When our customers contact CIW for technical support, CIW are often in the process of assisting one or more students with technical support issues. You can accelerate the time to resolution by providing the following information when you get in touch. User Information Name of educational institution, school or other customer organization Type of Certification Partners campus (CIW, ICT or CTC) Name(s) of student(s) experiencing the technical problem Course access code(s) assigned to affected student(s) Problem Description Complete, detailed description of the technical issue Screen captures showing any alert messages, display problems or other details of the technical issue 4
5 Hardware Information Computer or device type (desktop or handheld) Note: Mobile devices are generally not supported by CIW course materials. Mobile devices use mobile-specific operating systems and browsers that function differently from desktop systems. Operating system type (Windows, Mac or Linux) Note: Most CIW course labs are written to Windows operating systems. Check the front matter of your course for the specific OS version recommended for course labs. If the computer being used has a different OS or OS version, then you may need to modify lab steps to accommodate your OS. Amount of memory in the computer Note: You can check memory by accessing the computer s System Information program under the Start menu. Software Information Operating system version number Are all the OS updates current? Browser type and version Virus protection settingos and programs Does the issue exist only when the browser is running? Network Information Does the classroom have a firewall? Internet connection type and speed (e.g., cable, T1, DSL) Is the Internet connection hard-wired or wireless? Is the system or classroom using any other connections? (e.g., wireless networks, multiple routers, a VPN, or other network devices such as faxes or printers) What other applications/programs were running on the computer at the time of the problem? Have you tried powering down (i.e., restarting) the modem and router? Online Course Material Information What CIW Online course topic was the user in or using at the time of the problem? What CIW Online menu topic was the user in or using at the time of the problem? What was the user doing in this course when s/he experienced the problem? What time of day did the problem occur? If this is a repeating problem, does it reoccur at the same time daily? 5
6 Other Troubleshooting Considerations Is this the first time that the user has experienced this issue? Have you or the user made any changes to the computer environment lately? Can you provide a screen capture of the problem? Have you been able to reproduce the problem consistently at least three times? What have you already done to try to correct the issue you are having? Courseware Content Error Reporting Throughout the courseware development process, teams of content experts (both internal and external) review the course materials and test the labs for accuracy and functionality. Occasionally, an instructor or student may identify an error within a course s content. The CIW Content Development team reviews every reported content error, and then documents the error and correction in a CIW Courseware Update file that is published on the CIW Web site. If you believe you have found an error in the courseware content, please provide us with specific information about the error, including the course name and location of the error. Most quiz questions have ID numbers that enable us to locate the question. Please send this information to the following address: support@certification-partners.com. CIW strive for continuous improvement of our products and are always happy to investigate. 6
