(SBHA) is the largest registered social landlord operating in the Scottish Borders, providing over 5600 quality affordable homes for rent. We are a financially sound, aspirational and innovative organisation inspired by future challenges and opportunities. We currently deliver our housing services from 3 offices located within our communities throughout the Scottish Borders. Developing services that meet the local needs of current and future Tenants and their communities within an ever-changing external environment is a strategic priority for SBHA and our Borders Without Barriers programme focuses on service improvement and organisational change to meet the demands of the future. A number of technology projects will support the implementation of a new operating model and Customer Relationship Management (CRM) is a blanket term incorporating Electronic Data Management, Mobile Working, Self Service, Supplier Portals and CRM. As a housing association, the core application is the Oracle based Northgate housing management system, allied to Business Objects for reporting and Opti-Time for scheduling. Who are we looking for? As a member of SBHA s Customer Relationship Management (CRM) Project Team, the CRM Implementation Analyst will play a key role in delivering the organisational change programme, Borders Without Barriers. The role of this post is to support the Association to meet customers needs through the effective use of technology and the streamlining of current processes, including the development of Case Management, Electronic Document Management, Mobile Working and Self Service modules. The post holder will act as a link between the SBHA CRM Project Team and CRM product supplier, facilitating effective communication between the two and ensuring that the business needs and technical solutions are fully aligned. This exciting opportunity requires a skilled, experienced Analyst with a passion for CRM. The post holder will understand customer relationship management best practices and advise on the implementation of these within SBHA. Being an excellent communicator, the post holder will work closely with users, Tenants and suppliers to implement solutions and will have a strong track record as implementation analyst delivering organisational change involving analysis, functional design and testing.

2 Registered as a Scottish Charity - No. SC JOB DESCRIPTION Job Title: Department/Section: Location: CRM Implementation Analyst Fixed term for 2 years Finance and Corporate Services SBHA Head Office, Selkirk Salary: Grade 5 30,357 to 36,139 Reports To: Director of Finance and Corporate Services Closing Date: 22 nd December 2014 Date: 9 th December 2014 Overall Purpose To develop and implement the Customer Relationship Management (CRM) and Electronic Document Management (EDM) solutions and ensure support arrangements are business focused and appropriate to the needs of users. Working with staff to revise business processes, workflows and data linkages and user testing, ensuring these are fit for purpose and delivered within agreed timescales and budget. Provide business analysis information on Organisational Change and Service Transformation projects. Principal Accountabilities Programme Delivery 1. To act as a link between the SBHA and CRM product supplier, facilitating effective communication between the two and ensuring that the business needs and technical solutions are fully aligned. 2. Involvement throughout the project lifecycle, understanding SBHA's business objectives, current business processes and challenges and how information flows through the business. 3. Develop a suite of documented business process maps for implementation in the CRM system, supporting and facilitating workshops for staff to review current business processes with a customer focused approach. 4. Establish user requirements for implementation of the CRM/EDM system, including information architecture and end-to-end business processes. 5. Lead the implementation of the agreed business processes into the CRM system, including the translation of these into detailed requirements, and work with the CRM supplier to transform these into a functional CRM design.

Produce test plans and scripts as required for User Acceptance Testing (UAT) and organise UAT session, working with super users and subject experts to ensure modules and workflows etc meet quality requirements and are fit for purpose. Service Performance 7. Support the integration of systems and databases working with users, IT team, and suppliers. 8. Map and cleanse data as appropriate, working with 3 rd party for data migration and produce reporting using Oracle SQL, Business Objects, Microsoft Access, and the procured reporting tool. 9. Utilise advanced Microsoft Excel skills for data extraction, manipulation and migration. 10. Ensure that system changes are appropriately tested and have an understanding of the complete testing life cycle. 11. Deliver outputs set by the IT Manager, Project Manager, Customer Service Manager to acceptable time, quality and cost. 12. Develop and maintain documentation following change control procedures. Risk & Financial Management 13. Develop and maintain a clear understanding of project risks, issues, assumptions and dependencies on other systems during the implementation of CRM. 14. Work with 3rd parties to transform specifications into delivered systems within budget. Stakeholder Management 15. To establish, develop and maintain effective working relationships with all work colleagues to enable the effective delivery of the CRM project. 16. Ensure effective communication, both internally and externally between SBHA and 3 rd party supplier and resolving any issues that arise. 17. Coach and develop SBHA staff to ensure implementation analyst skills are transferred to in house staff for future projects. 18. Prepare and present regular reports on progress to Project Team, Project Board, Leadership Team and relevant Sub-Committees as required, identifying potential opportunities and risks with proposed solutions. 19. Organise and provide training for staff and end users including creating standard operating procedures and guidance notes. General 20. To commit to personal continual professional development and to maintain relevant up to date skills for the individual s and Association s benefit. 21. To ensure that the Association s policies and procedures for Health and Safety at Work are observed throughout the organisation. 22. To observe and continually promote equal opportunities and customer care in compliance with Association policies and procedures.

4 23. To actively promote and contribute towards Tenant Participation as a commitment by SBHA to its Tenants as detailed within SBHA s Tenant Participation Strategy. 24. To carry out any other duties appropriate to this post, as necessary or as requested by the Line Manager Contacts Internal: External: CRM Project Team, IT Team, Leadership & Executive Teams, Super Users, Boards, Sub-Committees, all staff CRM supplier, other 3 rd party IT suppliers, Tenants, other customers, Auditors and Regulator. Working environment Travel within the Scottish Borders as required and occasionally outwith the area. On occasion the post-holder will be required to work outwith and in excess of normal working hours. For SBHA Grades 1 4, no additional payment will be made in this regard, but time in lieu will be given in agreement with the Line Manager.

Education & Qualifications Educated to HND Level or able to demonstrate equivalent through experience A recognised business analysis or business process qualification (e.g. Six Sigma, Lean methodology) Evidence of Continuing Professional Development and prepared to undertake relevant further training 2. Experience At least three years experience in a business / systems analysis role At least three years experience of customer journey and business process re-engineering Experience of project management using Prince 2 or equivalent methodology Practical experience of implementing a CRM system within a Housing Association or similar organisation Experience of successfully translating business needs into practical and effective business solutions Experience of working with staff at all levels and facilitating staff workshops and delivering effective training sessions Ability to devise, manage, and review business processes and workflows to identify efficiencies and deliver continuous improvement in customer service delivery. Experience of report writing using tools such as Oracle SQL / Business Objects and ability to write scripts 3. Knowledge Understanding of project methodologies (Prince 2, Lean or similar) Understanding of Oracle, SQL and MS Access databases and experience of complex data migration Practical, demonstrable knowledge and understanding of change processes and implementation Knowledge and experience of working with Housing systems
